Yesterday, we said most suppliers are selling half a model. Here's the other half.
Plenty of people now warn against over-automating customer service. They're right, but that's only half the story. Under-automating costs you too: slower responses, burnt-out agents and customers waiting hours for answers that could have taken seconds.

The SaaSy People sits in an unusual spot. We implement Fin AI Agent through our Expert Services team, and we run outsourced support teams through our Outsourced Customer Support team, including 24/7/365 cover. That means we don't have a side to defend. We just have to get the balance right, because we're accountable for both halves.
When Fin leads
Fin takes the lead when the answer is documented, the question is repeatable and speed matters most. That covers order tracking, account basics, how-to questions and anything that arrives at 3 am from a customer who wants an answer now, not tomorrow. Fin can also follow multi-step procedures, including ones designed to end with a planned handover to a person.
When our people lead
People take the lead when judgement matters more than speed. Complaints, cancellations, billing disputes, policy exceptions, vulnerable customers and high-value accounts all belong with a trained SaaSy agent who can read the situation and make a call. Every account has a named Account Manager, so the people handling these moments know your business.
When they work together
Most conversations aren't purely one or the other. Fin gathers the context, identifies the customer and the issue, then hands over to our agent, who starts the conversation already informed instead of asking the same questions again. It works in the other direction too. The tickets our agents resolve show exactly where your content has gaps, and our Fin specialists feed those gaps straight back into improving the AI.
Four questions we ask for every contact type
Is the answer documented and stable? Does it need judgement or discretion? What does it cost if we get it wrong? How is the customer likely to be feeling right now? The answers tell us whether Fin leads, a person leads, or they share the load.
Why one team matters
In Part 1, we said customers fall through the cracks during the handover between an AI vendor and a human agency. Here's what changes when one team owns both.
You get one set of metrics that tells the full story: resolution rate, QA scores and customer satisfaction, side by side. You also get visibility of how your support is performing through SaaSy One, our client portal, which covers utilisation, interaction trends and QA performance. There's no finger-pointing between suppliers, and every insight from the human queue makes Fin better. That feedback loop is where the real gains come from.

FAQs
How do you decide which conversations go to Fin and which go to people?
During discovery, we review your contact types and run each one through our four questions: is the answer documented, does it need judgement, what does it cost to get it wrong, and how is the customer likely to be feeling. That gives you a clear, agreed map instead of guesswork.
Can we start with just Fin or just a support team?
Absolutely. Plenty of businesses start with one and grow into the other. A Fin implementation might show you need people in the queue, or a support engagement might reveal where Fin would take the pressure off. Either way, you don't need to brief a new supplier to take the next step.
How do you measure whether the balance is working?
We look at resolution rate, QA scores and customer satisfaction together. Any one of those alone can hide a problem. Side by side, they show whether customers are getting answers that are both fast and good.
Where do we start?
We start with discovery: reviewing your contact types, volumes and help centre content. From there, we agree a clear map of who handles what before anything goes live.
Can you cover evenings and weekends?
Yes. We offer 24/7/365 cover, including weekends and overnight, so Fin and our agents work together around the clock instead of leaving customers with a bot and nobody behind it.
